Sometimes some people implement a formal loyalty program to assist their customer engagement efforts. Loyalty programs - especially points-based programs.- are tricky because there are so many good, and so many bad, examples. Many beloved brands, like John Deere, Apple, Nike, and Coca-Cola, do NOT rely on loyalty programs to achieve their success. Yet, other adored brands do, such as Starbucks, Amazon, and Costco. So it begs the question, “Who’s example should I follow?” My team and I have invested much of our careers helping big brands think through loyalty solutions. Loyalty programs can be very powerful tools IF executed properly. Yet, many brands that have them do not need them, and many brands use them poorly. Across all industries, loyalty programs have become so prevalent that there are now over 3 billion enrollments. The average household is enrolled in >30! Enrollment is high, but engagement is low. A Colloquy research study found that nearly 60% of members registered for any given program don’t actively participate. The simple truth is loyalty programs made more sense when only a few businesses per category offered them. Their novelty and uniqueness contributed to their success. Now, many brand leaders feel obligated to maintain or implement a program simply because everyone else has one. Whereas loyalty offerings used to give consumers an added reason to choose a brand, now marketers fear that the absence of not having a loyalty program is giving consumers a reason to deselect them. This is especially true in mature loyalty categories like hospitality, retail, and financial services. Loyalty programs should NOT be expensive-to-maintain discount programs, and they should do a much better job rewarding incremental behavior, not current behavior. The proper role of a CMO involves three primary responsibilities: 1) Represent your customers AND staff in rooms where important decisions are being made. No one should have more insights into the wants and needs of your most important audiences than the CMO. 2) Oversee the smart deployment of discretionary resources to create greater affinity and advocacy (internally and externally). Creating awareness (where too many CMOs spend too much time and money) is just one step towards proper engagement. 3) Create sustainable competitive advantages. This means understanding the market well enough to develop value propositions (not merely promotions) that create desireable differentiation. How well is your CMO doing all three? Is she/he properly empowered to excel in their role?
