Customers point to the customer experience as a reason they are buying. Software development costs are being reduced to zero. One person can create a SaaS company with AI overnight. Competing on features is a losing strategy. The table stakes for SaaS companies building a great client experiences outside their product: * Top Tier Community - Give your members an amazing educational and connection experience with other members. Hold events, talks, office hours, that give a sense of activity. * Listening Programs - Surveys, customer advisory boards, innovation labs that give your power users a sense of feeling heard! * Lifecycle Communications - Add value through thoughtful engagement programs from onboarding to renewal. Give 10 times before taking. * Upsell / Cross-sell - Selling that doesn't suck by putting the customers first. Add value and talk about their pain, not your products. * Storytelling - Telling stories of how your customers are doing great work with and outside your product. #saas #customersuccess #community

I've been at Stripe five years watching SaaS platforms make life so much easier for non-profits, home service technicians, healthcare practices, restaurants, law firms, vets and daycares. Combining software, payments and financial services to be the much needed business-in-a-box for these critical businesses. This stuff fires me up! A famous blog post from legendary VCs a16z wrote about the difference between a Peacetime CEO / Wartime CEO. With everyone feeling like they're in the trenches for 2024, so much of it resonated for CROs today. Here's a lightly updated version for CROs... Peacetime CRO knows that following a predefined process leads to winning. Wartime CRO goes outside of the process in order to win. Peacetime CRO focuses on the big picture and empowers her people to make detailed decisions. Wartime CRO cares about a speck of dust on a gnat’s ass if it interferes with the prime directive. Peacetime CRO builds scalable, high volume recruiting machines. Wartime CRO has to achieve more with less, gets everyone focussed on radical efficiency AND effectiveness. Peacetime CRO cares about long-term brand building. Wartime CRO only cares about hitting the number right now. Peacetime CRO spends time defining the culture. Wartime CRO makes the culture about one thing - winning. Peacetime CRO always has a contingency plan. Wartime CRO knows that sometimes you gotta roll a hard six. Wartime CRO is too busy fighting the enemy to read management books written by consultants who have never managed a fruit stand. Peacetime CRO trains her employees to ensure satisfaction and career development. Wartime CRO trains her employees so they hit their number. Peacetime CRO knows it takes reps time to ramp and mature. Wartime CRO has no time or patience for this, its sink or swim. Peacetime CRO evaluates all the vendors and options to iterate and improve over time. As a new logo sales leader at heart, it was tough to agree to Ray Rhodes's thesis in the past 12 months that we should index our UserEvidence product roadmap heavily towards features that deliver value for customers, vs features that demo impressively to prospects. Our NRR (Net Retention - Renewals + Upsell) went from 70% to 115% over that same time frame. Of course 12 months ago was also when Myles Bradwell joined as our VP of Customer Success - and the team he's built (Ian Petrere, Jayana Patel, Tom Aristone, and +1 Enterprise CSM to be hired) has delivered incredible progress. So it's a team sport of course. In addition to CS, and the amazing work our product/eng team has done (Grant Ammons + Kelly Upp + Billy Fowks, Emerson Loustau, Matt Hull, and Derich Pacheco) - there's a couple more perhaps non-obvious contributors to this success: Marketing & Sales - here's why: 🔍 Territory Focus - we've done a lot of work to narrow our territory to focus on our top ICP - B2B Enterprise Technology companies with >200 employees. We use Keyplay for technographic, firmographic, and org signals that are strong proxies for marketing sophistication and spend, and therefore close rate and NRR. Mark Huber (VP of Marketing) is deploying all kinds of targeted content, events, and ABM at these accounts. 🏢 All-in on Enterprise. We put a couple of our best reps exclusively on our biggest accounts (Dave McDonald, Maggie Wise, Madeleine Hurlbut) - and we've closed some big ones. HPE, ADP, Broadcom, Commvault, Splunk, Coupa, Quest Software, SentinelOne, Solarwinds, Siemens. We have strong land+expand and cross-sell motions in these accounts which helps drive expansion to move NRR Good news for me is the pendulum is swinging back towards building impressive and innovative features that wow prospects on demos. UE Research Content (check out the launch if you haven't yet) has been a massive addition (helped improved new business ARR from $30k to $46k last quarter), and there's some wild new AI features about to come out. Onward and upward.
