I recently had the opportunity to complete the Customer Journey Management course by Nielsen Norman Group. 🎓 Here are a few key takeaways I've gathered: 🔍 1. Establishing cross-functional networks is fundamental to effective customer journey management. The intricacies of customer journeys often span across multiple teams and channels, and isolated ownership of touchpoints can lead to a disjointed customer experience. Journey management should create a layer of connectivity across silos, enabling a cohesive CX strategy. 2. Collecting data for the sake of it is pointless, but identifying valuable data and extracting actionable insights at each stage of the customer journey is a game-changer. From qualitative findings to descriptive and perception metrics, these insights can be leveraged to detect needs, quantify pain points, forecast impact, and guide prioritisation for journey design solutions. 📊 3. Integrated data is the backbone of customer journey orchestration. Tools such as AI predictive analytics and customer data platforms unlock real-time information, paving the way for targeted and proactive engagement strategies. The outcome is highly personalised journeys, which are now considered the norm. That said, it's important to start small, progressively scaling up for sustainable and impactful growth. Mike Kellner, Director of AI Data & Analytics at #telecommunications company TELUS, joined Billie Loewen to discuss this process on our latest episode of Room For Growth (https://lnkd.in/gKCEsYib). Mike had to integrate 15 data sources across a nationwide infrastructure to implement #Adobe Customer Journey Analytics. With Adobe CJA, Kellner’s team combined offline #data from TELUS’s call centers and retail stores with online data from its app, websites, chatbots, and other digital touchpoints to drive a more personalized #customerexperience. The impact was immediate. TELUS now sees and optimizes the most important moments in the customer journey, like sending personalized onboarding when customers buy new TELUS products and services. Adoption goes up, calls go down. “The appetite for usage has grown considerably just with the few use cases we’ve already developed,” Kellner says.
